Reframing lending as an end-to-end member journey
A fragmented lending experience was creating avoidable friction for members and employees. I brought the journey, technology, ownership, and operating model into one transformation agenda.

The challenge
High abandonment, handoff friction, and distributed accountability were weakening a critical member experience.

Executive sponsor and experience leader across research, journey design, centralized lending, digital workflow, vendor implementation, and cross-functional governance.
What changed
Established a centralized model, implemented MeridianLink and WithClutch, redesigned queues and staffing, and tied member signals to operational decisions.

The member experience could not be improved by changing a screen or script alone. The work required a shared view of the journey—and coordinated changes to ownership, staffing, workflow, technology, and measurement.
